What makes a luxury experience truly memorable?

This question shaped the latest WLCC Leadership Lounge, featuring Hayley Hines, Founder of Soul Sparkle Living™, International Speaker, Luxury Travel and Experience Design Advisor, and Luxury Wellness Consultant.

The session brought together nearly 30 participants from across the global luxury industry for a fireside conversation followed by WLCC’s new, more interactive networking format.

Hayley explored how luxury businesses can design emotion intentionally across every stage of the client journey – from anticipation and arrival to the experience itself, departure and lasting memory. She explained why making clients feel welcomed, recognized, connected and cared for can be more powerful than impressive surroundings or amenities alone. The conversation also examined the role of sensory design, meaningful rituals, holistic wellbeing and human recognition in building loyalty, referrals and long-term client relationships.

Design emotion intentionally

Luxury businesses should begin with one question: How do we want our clients to feel? Once the desired emotions are clear – welcomed, known, safe, supported or connected – the experience can be designed around them.

Beauty cannot compensate for friction

Even the most impressive surroundings lose their impact when clients encounter poor communication, unnecessary waiting or inflexible processes. Clients remember whether an experience felt effortless – and whether they felt genuinely recognized.

Design the complete emotional journey

Hayley encouraged brands to consider six stages: anticipation, arrival, the core experience, a peak moment, departure and memory. Each stage should reinforce the same emotional promise and create moments that feel personal and difficult to replicate.

Wellness now includes calm, connection and joy

Luxury wellness extends beyond spas, fitness and nutrition. It also includes social connection, belonging and what Hayley calls “the sparkle” – moments of awe, joy, wonder and playfulness. In an overstimulated world, environments that calm the nervous system are becoming increasingly valuable.

The future of luxury is belonging

Luxury will become less focused on amenities alone and more centered on helping people feel included and connected. This requires staff who can recognize emotional needs and are empowered to prioritize the person when rigid processes undermine the experience.

From Listening to Participating

But this was not simply another expert-led online discussion.

For the first time, the Leadership Lounge introduced a more interactive format designed to move participants from listening to actively exchanging ideas, experiences and business perspectives.

Following the fireside conversation, participants entered a series of curated breakout rooms, meeting different luxury leaders in each rotation.

The result was a genuinely dynamic international exchange, connecting participants from locations including Tokyo, Cartagena, Florida, Scotland, London, Lisbon, Mexico, Spain and Saigon.

Voices from the Room

The discussion quickly expanded as participants connected Hayley’s ideas with their own work and industries.

Neen James, Neen James Inc., highlighted how Four Seasons teams share stories and compete internally to surprise and delight guests, helping create a culture centered on memorable service.

Chris Pratt, The Naked Margarita, reflected that the unseen work behind an experience is often what makes the visible result feel seamless.

Jonathan Stoker, VOA Worldwide, described emotional “anchor points” that connect powerful feelings with meaningful life events. He also shared how personalized in-suite check-in can remove friction while creating recognition and exclusivity.

Ishita Choudhary, The Brand Digest, noted that feeling known, recognized and remembered is one of the most intimate drivers of loyalty – sometimes powerful enough for clients to forgive small product imperfections.

Sussan Modjtahedi, Studio MR, emphasized that the intended emotion must extend across every touchpoint, from language and storytelling to product, packaging, rituals and service.

The discussion also explored the growing value of calm. Jacqueline Eastman, Florida Gulf Coast University, connected this need with rising anxiety among younger generations, while Valentina Fiore, Jennifer Chamandi LTD, noted how even warm or cool lighting can influence whether an environment feels welcoming.

Dessi Dimova, DesSire Greece/ DesSire The World, observed that peace and privacy can increase value in luxury real estate, particularly for more secluded properties.

From a wellness perspective, Ian Banerjee, Cross Vestor, emphasized the importance of physical, spiritual, social, community and emotional wellbeing. Latia Nelson, BB Boutique & Co., connected Hayley’s idea of being “in joy” with a wider shift towards greater self-awareness and the intentional pursuit of joy.

These reflections demonstrated the purpose of the new format: expert insight became the starting point for a broader exchange between leaders with different experiences, markets and perspectives.

Every Leadership Lounge participant received access to the session’s Key Takeaways and a private Virtual Business Card Wall featuring the profiles and contact details of fellow participants.

This allows introductions made during the event to continue beyond the room and develop into meaningful professional relationships and potential collaborations.
